The agents are hit or miss, sometimes calling again will find an agent that can help.
Honestly expect a top tier airline to have consistent customer service...
I think its been mentioned on this forum many times. Usually when the agent cannot help, the best route of action is hang up ASAP and call again and hope for a good agent.
