This is close to my heart as I'm a Service and Customer Experience Director myself, although for a B2B service provider. All I will say is that I value being part of the business itself rather than reporting via Marketing. Maybe BA can make it work but I find effecting real positive change for the customer then getting marketing to communicate it is a better approach rather than being directed by a marketing core approach where everything is lead by how it can or cannot be communicated.
