Have not read this whole thread, but I had a great experience with this a few weeks ago when I needed to change 5 award tickets. It came up automatically when I checked "my itineraries" and selected something like "change itinerary." Almost posted the transcript of the exchange: helpful, efficient, and got the changes I looked for. I sent an email to united telling them how courteous and efficient this was. I'm a big fan.
