A chat with a property manager

Had a very pleasant and frank conversation with a property manager . I will only reveal (to protect the innocent) that it was at a legacy SPG property in Southeast Asia . Ran into the manager while making an inquiry with the concierge. The manager was very engaging . I politely asked “how is the merger going from your perspective “ ? The manager deflected by asking me how I felt things were going . That was my opening :)

i politely replied that I was frustrated with a number of the ongoing IT issues and the totally unacceptable customer service response times and seeming inability to assist . That was the manager’s opening :)

i was informed that the overwhelming number of loyalty guests they encountered were frustrated. Many had said they were looking for alternative hotels for upcoming stays but the guests readily admitted that no company could equal the Marriott foot print . Most common complaints they received -.
- Customer service response times were awful and even multiple calls did not solve what were perceived as easily resolved issues
- Properties seemingly making up rules as they go along
- Not enough upgrades and the general feeling that upgrades seemed to be a check in “discussion “
- Lack of transparency regarding upgrades - better rooms showing on web but being denied at check in
- Marriott GOLD members arguing they were entitled to lounge access (obviously not true)

Conplaints from property perspective -
- Missing reservations or incorrect reservations
- Difficulty getting response from corporate
witth extended response times or no response
- Lounge consumption is way above budget
- Don’t like saying no upgrades but not enough rooms for upgrades given all the eligible members
- Upgrades prioritized by PROPERTY loyalty as return guests get priority
- Wayyy too much process from Marriott versus SPG - ton of time consuming paperwork - far more time spent on back office work to comply with corporate mandates

overall -,frustration from guests and on property

Thanks for posting - though not surprising in the least

Thanks for sharing.

So when you say “merger,” do you mean 8/18, or as a whole the purchase of SPG by Marriott?

If referring to only since 8/18, I don’t see how they’d be over budget on lounge consumption with former SPG golds no longer having access.

Former SPG golds were never able to access lounges at legacy SPG properties. However, I suspect the ability to combine accounts minted a whole new set of brand new platinum members after 8/18. Plus, former MR golds (now new MPG plats) started accessing SPG lounges, which they previously weren’t allowed to do.

So, the lounge issue sounds as though it's something that should resolve itself in January? Upgrades perhaps as well when courtesy grandfather Platinum elites without 75 nights drop down.

Interesting. So this is an SPG property in SE Asia with a lounge. Not surprised they're seeing a much higher number of lounge eligible guests.

How do you figure? 50 nights now qualifies for Plat. And Plat qualifies for lounge access (and upgrades).

I was under the impression that 25 stays at SPG hotels prior to 18AUG qualifies your for Platinumin status in the combined program for all of 2019; am I mistaken?

Yes, theoretically. In fact, 25 stays prior to Dec. 31 should work.

But so does 50 nights.

The main point is you do not need 75 nights.

I find the paperwork comment interesting. I hadn't really thought about the issue, but this could be related to Marriott's legendary consistency (until the merger).

great post ! any comments re owner's perspective? presume managed not franchised?

are many really leaving to hilton, IHG, hyatt - and if so why did they ever do marriott / starwood over those to begin with ?

MSPeconomist Nov 21, 2018 6:39 pm

Personally, I always preferred Hyatt and Starwood, but Hyatt's footprint is too small. However, I can't always choose my hotel, so sometimes I end up in Marriott or Hilton.

I will assume that a lot of former Marriott silvers think they got a big upgrade to the old Gold back in August, which is why they're arguing about lounge access. They're thinking they hit the higher tier in the old program, instead of just being relabled Gold with the reduced Gold benefits.

While there is probably not accurate data available, I am curious as to the extent of the program merger problems. Do the problems appear to be greater than reality in that we FTers generally post the negatives on this forum; not so much the positives? In my case, I have been a loyal MR member for many years with no problems prior to the merger. After the merger, I took the opportunity to try several SPG properties. In many stays since the merger, the worst problem that I had was a reservation that was not e-mailed to me. Upon arrival, my reservation was on file, I received the designated benefits, and my stays/points posted accurately. And my SPG stays/points merged into my MR account without issue. That is what counts for me.

If nothing else, the merger, with all of the FT posts, I received a good refresher of the benefits that are designated for my status.

Yes, FT is a very minor proportion of the program members and thus represent a small proportion of nightly guests so running numbers based upon posts here will be greatly skewed. If everything goes well very few will post such. Knowing some of the issues that have come up and possible solutions is helpful should you find yourself in the same or similar situation. Bad news travels fast, good news doesn't. I would love to see more posts of the stays that go well, if only to refresh knowing the property is still holding up.
